What is Facebook Messenger?

Facebook Messenger is Facebook’s dedicated messaging app and platform. Over 1.3 billion users around the world (and 181 million in the United States alone) use Messenger to stay connected with friends and family — and businesses.

The platform supports text messaging, voice and video calls (including group video calls). Users can personalize their experience with a selection of chat themes, stickers and custom reactions featuring avatars. As of June 2021, Facebook is testing an in-app payment system, Facebook Pay, that will allow users to request and send money through Messenger.

Messenger is also a popular customer service channel for brands that have a presence on Facebook. Businesses can use it to answer questions from customers or as an advertising channel.

Facebook Messenger is free to use for anyone with a Facebook account and an internet connection.

Benefits of using Facebook Messenger for business

Thinking about using Facebook Messenger for business? Here are some of the top benefits.

1. Provide quality customer service

Digital natives expect your business to be online and available. In a global survey run by Facebook, more than 70% of people said they expect to be able to message businesses for customer service. Additionally, more than 59% expect to message businesses to make purchases.

Here’s how people use Facebook Messenger, according to a Facebook research poll:

  • More than 81% of respondents message businesses to ask about products or services
  • Some 75% of respondents message businesses for support
  • More than 74% of respondents message business to make a purchase

2. Build trust in your brand

It’s simple. If your company is open to dialogue, your company is easier to trust.

And that trust can be earned on reputation alone. In a poll by Facebook, the majority of people who message businesses say that the option helps them feel more confident about a brand. Just knowing messaging is available is enough for some customers.

Imagine you’re about to make a big purchase. If you have to choose between a company with support and another without, which would you pick? Which one would you return to? Unsurprisingly, once people start messaging businesses, it often becomes their top way to contact businesses.

3. Generate high quality leads

When someone reaches out to you on Facebook Messenger, it creates an opportunity for your business to follow-up. Each message exchanged is a chance to learn valuable information about a customer that can help build a long-term relationship.

Once your business has responded to an initial message, there are several reasons why you might want to re-contact this customer in the future. And now that the channel is open, you can.

Follow-up to make a special offer, anticipate a need, introduce a new product or service that might be relevant, etc.

4. Increase intent to purchase

The option to message your business earns customer trust. And trust makes it easier for customers to shop. In a Facebook poll, 65% of people said they’re more likely to shop with a business they can reach via chat.

Other times, people are one question away from making a purchase. By using Facebook Messenger to simplify the question-and-answer exchange, your brand can help customers make shopping decisions. And get them further down the funnel. Which is a win-win.

5. Take sensitive topics private

Facebook Messenger is a good channel for conversations that are better kept private.

Maybe a customer has a question that they are shy to ask publicly. For example, Stayfree Africa uses Facebook Messenger as a safe space for customers to talk about their periods. Or, maybe a customer had a negative experience that you would rather resolve privately.

Taking the time to talk with customers one-on-one shows them that you value their business and care about their needs.

Tips and best practices for marketing with Facebook Messenger

1. Personalize as much as possible

A little personalization can go a long way in showing customers you value them. Little things, like using someone’s name, can make a big difference.

In a Facebook survey conducted across eight global markets, 91% of consumers say they’re more likely to shop with brands who recognize, remember them, and share relevant info and offers.

The first time someone reaches out on Facebook Messenger, take a look at their Context Card. It includes basic information like their location and their local time. This can come in handy when someone is asking about opening hours or location information. Use the details you have on hand to provide the best answers possible.

Following a conversation, save relevant notes. This can include apparel sizes, order preferences, or other details that may be useful to have on hand for future chats. The next time someone reaches out, review the Context Card, notes, and previous conversation. This may take extra time, but if you have it, it can make all the difference.

If you’re taking the automatic response approach, make sure to add personalization where available.

2. Earn a Very Responsive badge

Business that reply to messages in a timely manner are awarded with a Very Responsive badge for their page. To earn a badge, businesses must have a response time of less than 15 minutes, and a 90% response rate.

3. Be strategic with the 24-hour messaging window

Facebook limits how often a business can reach out to Facebook Messenger users. Businesses can only contact someone after receiving a message from them first.

Once you’ve received a message, you have 24 hours to reply. After that, Facebook used to let businesses send one message. But as of March 4th, 2020, that option will be gone. Beyond that, the only remaining option is to send a Sponsored Message. These ads can only be sent to existing conversations.

Within the first 24-hour window, businesses can send unlimited messages, including promotional content. That does not mean you should spam someone. In fact, in Facebook and Debrett’s survey 37% say it’s bad etiquette to over-reply to a message.

Make sure to close the conversation—or the deal—before the 24 hour time limit elapses. For example, if someone seems uncertain about a purchase, a last-minute promo code might be enough to sway them.

4. Use the Send Message button

Businesses can’t start new conversations with customers on Facebook Messenger, but they can encourage them.

One way to do this is to add a Send Message call-to-action button to your Facebook posts. The process is a little more complicated, but ultimately worthwhile.

How to add a Send Message button to Facebook posts:

  1. From your business page, select Create Post.
  2. Click Get Messages.
  3. Add copy and upload a relevant image. You need an image for these posts.
  4. Click Publish.

5. Try Facebook Messenger Ads

Another way to prompt Facebook Messenger conversations is with ads. Here are some of the different placements and formats available:

Click-to Messenger Ads

These ads are essentially sponsored posts with call-to-action buttons. They can appear across Facebook’s family of apps. When someone clicks, it opens a chat with your account.

Messenger Ad Placement

These ads are placed in the Messenger inbox between conversations. When clicked, they see a full ad with a customizable call-to-action button like Shop Now.

Messenger Stories Ads

These ads appear in the Messenger inbox between Stories and click to full-screen story experiences on mobile. They are currently only available to buy with Instagram stories ads.

Sponsored Messages

Sponsored Messages land in the inboxes of people you’ve chatted with before. These are a good way to re-engage with customers after the 24-hour window has elapsed with special offers or promotions.

Here’s how to create successful Facebook Messenger ads.

6. Create a Facebook Messenger Bot

There are a few reasons why it may make sense for you to create a Facebook Messenger Bot. If you’re low on time, a bot can field customer inquiries for you.

Some brands have given their bot a persona. WestJet created an automated assistant named Juliet to handle messages. By adding a “name and face” to the bot, they earned a 24% lift in positive sentiment.

Bots can also be used for Facebook Messenger marketing experiences. For the holidays, Lego created Ralph the Gift Bot to help customers make shopping decisions. Click-to Messenger ads were used to promote Ralph in targeted regions. When clicked on, Ralph asked questions about who you were buying for and made suggestions.

Lego products could be purchased directly from the thread, and if people liked the experience, they could share the bot with friends and family. Ralph earned a 3.4 times higher return ad spend compared with ads that linked to the Lego website.

Facebook Business Chat: Facebook Messenger for Business

    What is Facebook Messenger?

Facebook Messenger is the messaging part of Facebook launched in 2011 and separated from the main app in 2014. By 2017, it was one of the most popular chat apps, with a record user base of over 1.3 billion monthly active users (MAUs) worldwide.

    Updated Facebook Messenger app

In 2020, Facebook Messenger has been redesigned to fit its primary role as a messaging app. With the complete removal of the Discover panel and related features, the app now consists of two sections: Chats and People.

Chats is what you expect, it contains all your conversations with friends and Facebook pages. Occasionally, you will also see ads here that allow Facebook Ads customers to target you on Facebook or Facebook Messenger.

People contains two sections, Active and Stories. In the Active section, users find their most used contacts and make video calls, while Stories displays friends' stories and Facebook Pages.

    Facebook Stories

Facebook Stories are short-lived photo and video posts that disappear after 24 hours. They look strikingly similar to Snapchat stories, but are more user-friendly thanks to prominently placed buttons.

Facebook Stories 9 interface0049 Snapchat's esoteric interface may appeal to teens, but will also turn off older users. By adopting an easy-to-use user interface, Facebook Stories has surpassed Snapchat in the number of users. Facebook Stories had twice as many active users as Snapchat last year.

    Facebook Lite and Messenger Kids

Messenger Kids is designed for younger audiences. It has a kid-friendly GIF engine, security filters that detect sexual and violent content, and other features to protect young users from threats from child predators.

    Messenger baby interface

Messenger Lite, on the other hand, only includes the basic features of the standard Messenger app and uses less mobile data. It is intended for emerging markets where the Internet connection is slow.

    Where is Facebook Messenger popular?

Messenger has a huge audience. From 2014 to 2017, MAUs Messenger grew from 500 million to 1.3 billion people. It is growing rapidly in 214 countries, including the US, where it tops the Google Play and App Store charts.

Other chat apps like WhatsApp have struggled to reach similar heights in the US. Messenger's success in the US is likely due to its ability to send SMS, historically the most popular form of text communication in the region.

SMS integration into the app allows users to chat with friends on Facebook and send SMS to users who are not on Facebook. The ability to send and receive SMS has likely played a role in the rapid rise in popularity of Facebook Messenger.

Outside the US, Facebook Messenger is growing fastest in Southeast Asia, including Myanmar, the Philippines, Cambodia, and Vietnam. In these countries, social networks are 1 to 1 and group messaging.

This explains why Asian consumers tend to live on chat apps like Messenger. If you want to connect with your customers in Southeast Asia, the US, or other countries where Messenger is popular, then Messenger for Facebook Business Page is the way to go.

Now that you're all set, let's look at some Messenger best practices for business.

    Facebook Business Chat: Best Practices

Communicating with customers through messaging apps is different from email, phone, and SMS. In this section, we will discuss the best practices for finding customers on Facebook Messenger and the rules for messaging with them.

Facebook Business Chat: Finding Your Customers

It would be nice if you could just send a private message to all of your Facebook Page followers, but Facebook doesn't allow this to avoid spam. Like most messaging apps, Facebook requires users to send the first message to start a conversation.

Ways to Start a Facebook Messenger Chat for Business

Fortunately, Facebook has several features to help you encourage your current and future customers to send a private message to your Facebook page. If your site is already receiving a lot of traffic, chat links and scan codes are a good place to start.

Facebook Messenger for Business: Chat Links and QR Codes

To make it easier for users to message you, Facebook has created a shortened URL that directs users to your Messenger business page. These m.me URLs can be used on your site or in your mailing lists to direct visitors to contact you.

M.me link for Facebook business chat

The m.me link of your Facebook page can be found in Page Settings. You can also add links to the m.me link by adding ?ref= at the end of the URL. By adding links to m.me, you can track which ones are generating the most chat traffic for your account.

    Facebook Business Chat QR Code

By creating QR codes with the m.me link, you can encourage offline visitors to message you. If you want to generate a QR code for your Facebook page, you can create a free account on respond.io and connect your Facebook page, then generate a QR code.

Facebook Messenger for Business: Customer Chat Widget

With the Customer Chat Widget, site visitors can chat with your Facebook page right on your site. This works like a live chat, only Facebook users need to be logged in to send a message, and you can send them a reply message later via Facebook Messenger.

How the customer chat widget looks to the visitor

Although this may somewhat limit who you can message, this solution is much better than live chat. Especially if you can't be available 24/7 to respond to a chat message before the person leaves your site.

Facebook Messenger for Business: Facebook Search and App Search

If you are the type of business that visits the Facebook page more than the website, add a " Send message to " button to encourage page visitors to chat in messenger. Adding a button is very simple: go to the Home section and click Add button.

Add a send message button to your Facebook page

Your Facebook page is also searchable via Messenger app search. This way, experienced Facebook Messenger users can write you a direct message without going to your Facebook page. But for those who do, there are some optimizations you can make.

Facebook Messenger for Business: Page Chat Window

What do I do if page visitors miss the "Send Message" button? You can invite visitors to send a message instead. When this setting is enabled, Facebook users will be prompted to send a message using the chat popup in the bottom right corner.

    Facebook page chat window

To enable the chat window, enable the option in Settings Prompt people to send messages . You will be able to reply to the messages of page visitors after they write to you. Note that your page must have the message response icon installed in order to see this option.

Facebook Messenger for Business: Private Replies to Comments and Auto Replies

Even if users don't post to your page, sometimes you can still send them a private message. Users can leave a comment on your post asking for further clarification, and you can reply to that comment via Messenger.

    Private replies to Facebook comments

Businesses can send private replies to users by clicking the "Message" button on Facebook. Or set up an auto-reply to Facebook comments on the respond.io platform and automatically send a message to every user who comments on their posts.

Facebook Messenger for Business: Click-to-Message Ads

Once you've moved all of your existing customers to the Facebook Messenger Contacts category, you'll want to reach new audiences. With Click-to-Messenger Ads, you can direct Facebook users directly to a conversation with your business.

    Messenger Ads

Consider your current funnel, probably a Facebook ad that takes the user to a landing page with a form, then you send them an email. By skipping these steps and going straight to the Facebook conversation, you can increase your conversion rate by 10x.

Click-to-Messenger ads can be placed in the Facebook News Feed, Messenger Inbox, and even Instagram. Learn how to set up Click-to-Messenger ads and how we created over 4,000 Messenger contacts with a Click-to-Messenger campaign.

    Facebook Messenger for Business: Matchmaking

We've discussed all the best options above, but there's one more worth mentioning. Facebook Customer Matching. With Customer Matching, you can upload your customers' phone numbers to Facebook and start messaging right away.

    Facebook Matchmaking

Why did we save this great feature for last? It is currently in beta testing and is only available to US users. So, unfortunately, we haven't had a chance to test it or find out if Facebook will ever expand this beta program.

Sending messages to customers using Facebook Business Chat

Now that you know how to find your customers on Facebook Messenger, it's time to send a message from your Facebook business page. There are two ways to respond to customers in Facebook Messenger for Business: through a third-party CRM platform or through your Inbox pages.

    Business Response Platform

Page Inbox makes using Facebook Messenger for business relatively easy. It allows page owners to reply to messages received via Messenger and Instagram Direct. In addition, Page Inbox provides advanced organizational features such as labels and notes.

    Facebook Inbox Pages

Although Page Inbox is relatively powerful, it is not suitable for large companies with many Messenger contacts. If a page sends too many messages in a short period of time, it will lose access to the Page Inbox and will be forced to manage messages via the API.

Like other business messaging apps, Facebook Business Chat has certain limitations that will affect customer messaging. We will describe these features in terms of 1:1 messaging, broadcast messages, notifications, and group messages.

Facebook Business Chat: 1 to 1 Messaging

Facebook has a few rules and tricks that you need to understand in order to successfully send messages to customers. The most important of these is the Facebook message box. While Read Receives and Persons are not as important, they are useful tools.

    1:1 messaging features Messenger

Facebook message box and Facebook message tags

The ability to reply to Facebook users makes communicating with customers much easier than email. To prevent companies from spamming users after the first conversation, Facebook introduced a 24-hour message window.

After 24 hours, businesses can still reply to these customers, but they must submit their message with a Facebook message tag. Facebook has included four message tags: Confirmed Event Update, Post-Purchase Update, Account Update, and Human Agent.

Facebook Business Chat Message Tag Types

Each of the first two tags allows businesses to update customer data after certain customer actions. The Confirmed Event Update tags allow you to be reminded of events, and the Post-Purchase Update tags allow you to update the delivery status.

Account update tags allow businesses to notify users of account changes such as terms and conditions or issues such as fraud alerts, but cannot be used to send repetitive content such as monthly statements.

The Human Agent tag is designed to improve customer service by allowing agents to respond to questions within 7 days instead of 24 hours. The Human Agent tag is currently in beta testing and is only available for some CRMs such as respond.io.

Be aware that Facebook may restrict the use of your page if you use post tags inappropriately. In our experience, Facebook first issues a warning and then starts restricting page usage for a day, then two days, etc.

    Sending/reading receipts and personas

Chatting with customers via Facebook is great, but Facebook provides several additional features to make this even easier. When connected to Messaging CRM, Facebook will send read receipts to the platform so you know when a customer has read your message.

Facebook helps solve an unusual problem for customers: they know the brand they are talking to, but do not know the name of the representative or agent. Facebook can now display the name of the agent responding to the client.

How personas appear in a Messenger conversation

Businesses can create a persona with a new icon and name in a Messenger conversation to give it a personal touch. This feature is only available when connecting to the Business Messaging platform via the API.

    Facebook Business Chat: Message Broadcast

One-on-one messages are great for customer service, but for marketing and other occasions, you can use broadcast messages. There are two ways to send messages on Facebook Messenger: Sponsored Messages or Message Tags.

Ways to send newsletters in Messenger

For the marketing scenario, you need to use Facebook Sponsored Messages. Using Sponsored Message, you can reach out to your current Facebook Messenger contacts with a promotion or other marketing message.

Of course, Facebook will charge you for this privilege. While sponsored messages can be sent outside of the message box, you should still not spam your customers. Facebook may restrict the use of your page if the block rate exceeds a certain percentage.

Sending broadcast messages using sponsored messages

For other use cases, such as notifications, you can use Facebook message tags to broadcast. While Facebook does not encourage this, it does not restrict the practice either. Therefore, in order not to get under hot water, you will have to use your own judgment.

Sending a concert cancellation notification using the Event Update message tag is a legitimate use case. However, it's probably easy to get into trouble if a lot of users start blocking your page, and Facebook provides another way to send notifications.

    Facebook Business Chat: Notification Messages

Although it seems redundant, Facebook offers another way to send notifications called one-time notifications. Companies may ask users to sign up for a one-time notification for a specific reason. This system cannot be used for recurring notifications.

    How Facebook one-time notifications work

Once a user has participated, the Page will receive a token, which is the equivalent of permission to send a single message to the user.
